Free openings and stronger responses for twenty call-centre drills. Print it. Do not read it to the customer. Practise the third turn out loud.

Live rooms: angry customer, vulnerable customer, billing dispute, cancellation, repeat complaint, bereavement, abusive caller.

## Angry callers

1. **Billing error, first time, already loud.** “I’ve just been charged twice… don’t you dare tell me to wait five working days.” Stronger: name the error, reverse what you can, stay on for the reference, then say the one thing you cannot do today.
2. **Third call about the same bill.** “This is the third time I’ve called… I want someone who can actually do something.” Stronger: do not restart the account number. Read back the notes. Finish something on this call.
3. **Abusive caller.** “You’re useless… put a manager on or I’m coming down there.” Stronger: help with the account; do not stay on a threat. Offer the path. End the call if they cross it.

## Billing disputes

16. **Itemised vs advertised.** “Your ad said £29. I’m looking at £47.” Stronger: name both numbers. Say which figure you can stand behind today.
17. **Taken twice after a “fix”.** “You said the duplicate was reversed. It has come out again. My rent is short.” Stronger: pending is not rent. Give the date the money is back, and what you can do if that date is too late.

## Vulnerable callers

4. **Financial difficulty.** “I can’t do the full amount… the direct debit is going to bounce.” Stronger: stop collections. Ask what they can pay without missing rent or food.
5. **Bereavement.** “I’m calling about my mum’s account. She died last month.” Stronger: two things you can do now. One that waits. Offer to slow down.
6. **Confused elderly caller.** “I’ve had a letter and I don’t understand it. Am I in trouble?” Stronger: first-contact clarity, not first-contact resolution. No payment until they are sure.
18. **Neighbour usually helps.** “Can you just take the payment so I don’t have to ask her?” Stronger: do not harvest a yes from confusion. Offer a callback.

## Cancellation

9. **“Cancel it. I’m done.”** Stronger: honour the ask. Name what dies with the cancel. One save offer, then do it.
10. **Competitor is cheaper.** Stronger: do not panic-discount. Name what they lose if they move, and the one retention you are allowed.
19. **Price-rise cancel.** Stronger: they already asked once. Do not run the save script a second time.

## Call-centre phone calls

7. **Two systems, two balances.** Stronger: one number you will put in writing.
8. **They have screenshotted the terms.** Stronger: read, decide, offer the review path. Do not improvise policy.
11. **Manager now.** Stronger: they can have a manager. Brief them. Do not vanish.
12. **Complaint that is really vulnerability.** Stronger: log it, and test whether the letters are faster than they can cope.
13. **Claim denied.** Stronger: decision, reason, review route. Do not bury the no.
14. **Refund refused.** Stronger: loyalty is not a policy. No “if it were up to me.”
15. **Talkative vs AHT.** Stronger: time-box the story. Book a longer call rather than clip a vulnerable caller.
20. **Promised callback that never came.** Stronger: open the last note. Do not take the account number again.
